Customer Experience and Journey Mapping
Process mapping turned to face outward. We document what your customer actually experiences, mark where it goes wrong, and trace each friction point back to the internal step that produced it.
Customers do not experience your org chart. They experience your handoffs.
A customer never sees that their file moved between three teams. What they see is being asked the same question twice, a four-day silence, and an answer that contradicts the one they were given last week. Every one of those is a handoff they can feel through the wall.
That is why journey mapping and process mapping belong together. The journey map tells you what the customer suffers. The process map tells you which step caused it. Either on its own leaves you guessing, and guessing about customer experience usually produces a training session about being friendlier.
What We Produce
- A customer journey map covering the stages that matter, from first contact through to the parts everyone forgets, like renewal, complaint and departure
- Friction points marked, described in the customer’s terms rather than yours, and ranked by what they cost you
- Each friction point traced to the internal process step, system or unowned handoff that produces it
- The moments that disproportionately shape the whole impression, which are rarely the ones the organization is optimizing
- What your front-line staff already know, collected properly, since they hear the same complaint every week and are rarely asked
- A ranked list of changes, which from that point is ordinary process work
Where the Evidence Comes From
What you already hold
Support tickets, complaints, churn reasons, sales objections and win-loss notes. Most organizations are sitting on more evidence than they think and have never read it as a set.
The people who face the customer
Front-line staff can usually list the top five complaints from memory. Nobody has asked them to, and nothing in the reporting captures it.
Customers themselves
Where the engagement warrants it. A small number of properly conducted interviews outperforms a large survey with a rating scale on it.
The internal map
Laid alongside the journey, so a complaint stops being a mood and becomes a step with an owner.
Common Questions
What is customer journey mapping?
The same discipline as internal process mapping, turned around to face outward. Instead of documenting what your staff do, it documents what the customer experiences step by step, including the waits, the repeated questions and the handoffs they can feel even when they cannot see them.
How is it different from mapping our internal processes?
It is the other side of the same picture. An internal map shows the work; a journey map shows the result of that work as the customer meets it. Run together they show precisely which internal handoff produces which customer complaint, which is usually the answer people were looking for.
Do you run customer research?
We interview customers where the engagement calls for it, and we work from the evidence you already hold: support tickets, complaints, churn reasons, sales objections and the things your front-line staff hear constantly and nobody records.
What comes out of it?
A journey map with the friction points marked and costed, the internal process step responsible for each one identified, and a ranked list of what to fix. Fixing it is then ordinary process work.
What do your customers complain about most?
Whatever it is, there is a step behind it. Tell us the complaint and we will usually be able to guess the step.
